If you’ve heard people say “AI will replace customer service agents,” you’ve heard it wrong. What’s actually happening is more interesting — and much better news for us.
What AI is actually doing in customer care
Right now, AI tools are good at three things in our world: answering the same routine questions over and over without getting tired, pulling up a customer’s history in seconds, and suggesting a first draft of a response that a human then reviews. That’s it. They are not good at empathy, judgement in unusual situations, or calming down an angry customer who feels unheard — and there’s no sign they will be soon.
What changes for you
The routine part of the job shrinks. The human part grows. The agents who thrive won’t be the ones who type fastest — they’ll be the ones who can handle the complex conversations the chatbot couldn’t, spot when automation is about to fail a customer, and write clearly enough that both AI and humans can follow up. Your product knowledge and judgement become more valuable, not less.
Three things to start doing
- Learn the tools. Try an AI assistant on a real task this week — summarise a long ticket, draft a reply. Feel where it’s strong and where it’s weak.
- Get better at escalation. Knowing exactly when to hand a case from bot to human is becoming a core skill.
- Keep asking “how did the customer feel?” Automation measures speed. Customers remember how they were treated.
